Why Customer Success Matters in Pharmacy

When people talk about customer success, they often focus on support.  

While support is certainly part of the picture, I believe customer success in pharmacy is about something much bigger. It’s about building long-term partnerships that help pharmacies get genuine value from the tools they invest in, while ensuring they feel supported at every stage. 

At RWA Pharmacy, our role doesn't end when a customer goes live. In many ways, that's where the real work begins. We work closely with pharmacies to help them understand their data, identify opportunities, address challenges and make informed decisions that support their operational, clinical and commercial goals. 

 

The right insights lead to confident action 

Everyday pharmacies generate a huge amount of data, but data without clear action doesn't improve performance. The real value comes from understanding what that information is telling you and knowing what action to take next. 

A large part of my role is helping customers turn pharmacy business intelligence into measurable outcomes. That could mean identifying potential missed claims, highlighting reimbursement issues, tracking NHS service performance or helping teams spot opportunities they may otherwise have overlooked. 

What I often find is that pharmacies are so focused on delivering services and looking after patients that they don't always have the time to dig into the detail. That's where we can help - by bringing those opportunities to the surface and providing practical guidance, we help customers make better use of the data they already have available. 

 

The value of understanding pharmacy first-hand 

One element that shapes my approach to customer success is my own background.  

I started my career nearly two decades ago as a dispenser and healthcare assistant before qualifying as a pharmacy technician. Over the years, I've worked across different areas of the sector, including community pharmacy, care homes and medication technology. 

Having worked in pharmacy myself, I understand many of the pressures our customers face. 

I know what it's like to balance operational demands, manage reimbursement concerns and keep on top of changing targets and regulations. That experience helps me have more meaningful conversations with customers because I can often relate their challenges to situations I've encountered throughout my own career. 

Of course, pharmacy continues to evolve, which is why staying close to the industry is so important. I regularly follow sector developments, engage with customers and keep up to date with changes affecting community pharmacy. 

The more informed we are, the better we can support the people who rely on our solutions. 

 

Listening, learning and acting on feedback 

One of the aspects of customer success I enjoy most is building relationships. 

Every pharmacy is different, which means understanding each customer's priorities is essential. During review meetings, implementation sessions and regular catchups, we spend time listening to what customers are trying to achieve and gathering feedback. 

That feedback doesn't disappear into a spreadsheet. 

It's documented, shared across the business and reviewed by the relevant teams. Where appropriate, enhancement requests are assessed and, if they can deliver value to customers, incorporated into future development plans. Once changes are implemented, we go back to customers to demonstrate how their feedback has been acted upon.  

For me, that's one of the most important elements of customer success. 

Customers need to know their voice matters and that their feedback contributes to the ongoing improvement of the solutions they use every day.
